Overview

A guest who is tired, worried or upset needs to feel understood before any solution will satisfy them. This course, built from the Dyafa Hotels & Resorts training deck, shows hotel colleagues how to put the feeling first.

You will learn why empathy makes guests feel respected, how to read feelings through words, voice and body language, and how to use simple steps and sincere phrases. You will also learn why empathy does not mean agreeing to every request, and how to stay safe and calm when a guest is very upset.

Frequently asked questions

Does empathy mean I must agree with the guest?

No. Empathy means understanding and respecting the feeling, not agreeing to every request. You can say "I understand how you feel" and still offer only what you are able to do.

What are the empathy steps?

Listen without interrupting or defending, acknowledge the feeling you heard, apologise for the upsetting experience, state the step you will take and follow up after it is done.

What if the guest becomes threatening?

Do not argue, keep a suitable distance, stay calm and respectful, call your supervisor and follow hotel procedures. Empathy never cancels safety procedures.
